在进行电商消费的过程中，老年人遇到问题放弃的占比高达50%。 多数老年人求助亲友或选择直接放弃，放弃的主要原因是主观认为复杂、操作便利性问题，且不同互联网使用程度的老年人均反馈了相关问题。 将老年人的线上求助场景拆分细化，排名前三位的分别是退款问题、商品相关问题和物流问题，退款问题占到所有求助场景的42%。 在此之后，我们几乎看不到淘宝亲情账号的任何曝光，取而代之的淘宝特价版，以及2020年末，在淘宝特价版基础上为老年人推出的“省心版”。 “省心版”调大了字号、产品信息图区域以及简化了购买跳转链路，只留下了老年专区、服饰、柴米油盐、家具四个版块。同时，该版本专区上还根据老年人群高频消费的产品推出了1元、5元、10元细分区。 不过，我们也未能看到“省心版”的持续曝光，在被工信部列入“首批适老化及无障碍改造APP名单”后，淘宝走上了适老化改造的道路。 针对老年人数字鸿沟困境，阿里巴巴推出了“小棉袄计划”，内容并不局限于辅助老年人使用淘宝，涉及数字生活的方方面面。 老年人可以在手机淘宝中“小棉袄计划”预约智能手机教学知识，服务内容覆盖网购、支付、打车、 健康 码、网上挂号买药等老年人常用的数字化生活场景。 淘宝的服务热线进行了适老化和无障碍升级，为60岁以上老人打造的“一键呼入客服绿色通道”正式开放。系统提供的“智能外呼服务”，特别针对老年用户设计了语速较慢、音量更大的语音版本。 3、拼多多： 拼多多不在工信部发布的“首批适老化及无障碍改造APP名单”内，因为在上线伊始就主打下沉市场，所以在产品展示等方面已经根据老年人的偏好进行了设计。目前暂未看到拼多多在适老化改造方面的新动态。 虽然三大电商平台在适老化动作方面进度不一，但都在针对老年人的需求进行调整，将设立“老年专区”提上日程： 在搜索框中输入关键词“老人”，能够自动弹出品类分区，包括 养生 器械、创意礼品、中老年女装、成人奶粉、增强免疫、手机、制氧机等等。按照适用人群检索，也能找到中老年人适用的86w件商品。 根据AgeClub的观察， 京东上老人适用的专区还在调整中，类别不断细化，商品种类也在增加。 搜索关键词“老年”/“老人”，仅能看到零散的老年服装、 健康 监测产品，只有点击筛选按钮后，才可以看到更加细分的品类。 关键词“老年”对应20个中老年服装细分品类，关键词“老人”可以看到 健康 相关的药品、营养品、拐杖等20个品类。 淘宝/天猫的老年商品暂未形成专区，依然处于“人找货”的状态。 隐蔽上线老年专区，需要在设置中才能找到“老年消费专区”，主要包含柴米油盐、居家用品、服饰配件等类目，如男士皮带、指甲剪套装、中老年女装、刀具锅具等。 虽然拼多多的“老年消费专区”尚未被提升至一级类目，但仍然有望在测试阶段过后在醒目位置上线，稳固拼多多在老年网购市场的份额。 总的来看，在技术层面，三大电商平台都在根据自己的优势，积极提供改善老年人购物体验的解决方案。 此时我们还需转换视角，从老年人的使用体验来思考电商平台的适老化改造问题。 02 老年人眼中的电商平台： 京东物流出众，拼多多渗透率最高 AgeClub在北京天坛公园、朝阳公园及附近社区走访发现，虽然移动互联网逐渐普及，网购在中老年群体中的渗透率不断上升，仍有部分老年人并未使用电商平台。 根据我们的观察，老人并未接触电商平台的原因主要有两个： 在走访中我们还发现，拼多多是老年人熟悉程度最高的App，就算平常不用手机买东西，也或多或少地参与过朋友之间的拼单、砍价活动，淘宝和京东往往是子女推荐给父母的。 就像拼多多刚开始在年轻人中普及一样， 部分老年人不愿透露自己会使用拼多多，觉得有一定的羞耻感： 一位60多岁的奶奶告诉AgeClub，自己从不在网上买东西，这时，四五岁的孙女则跑过来说，奶奶之前经常玩拼多多的 游戏 。 根据Mob研究院发布的《2021年银发经济洞察报告》， 拼多多在银发人群中市场渗透率高达65.9%，仅次于微信，明显高于手机淘宝的54%和京东的35.5%。 由此可见，带有“社交电商”基因的拼多多跟容易打入中老年市场。 在走访中，AgeClub发现了老年人使用电商平台的两个典型场景。 1、家庭场景： 68岁的吴奶奶和张爷爷一起生活，在暑假会帮子女带带孙子。日常的购物在小区周边的超市、菜市场都能完成，淘宝、京东、拼多多三个平台，老两口也经常用。 他们一般在京东上购买大件家电，看中京东的物流保障；在天猫超市购买牛奶，价格比超市稍微低一点，口感和品质很有保障；其他杂货类的生活物品，大部分都在拼多多上购买。 吴奶奶觉得，在三个平台中，拼多多用起来最方便。 打开App主页下滑时，拼多多界面一直保持着左侧图片右侧介绍的状态，图片大、文字字号大、商品介绍栏的留白空间也很大；而京东和淘宝比较类似，都是左右两列，图片下方配文字，信息密度很大，老年人看起来有些吃力。 如果用拼多多下单，吴奶奶自己就能完成选购、付款。要是在京东、淘宝上下单，吴奶奶就需要求助老伴。 语音输入是吴奶奶最看重的功能，不用打字就能找到想要的产品。 不过， 在退换货方面，老两口觉得拼多多远比不上京东和淘宝。 淘宝有很多无理由退货的商品，京东的自营商品也有平台背书，协商退货后快递员上门就能取走，退款也能快速到账。相比之下，拼多多的商品退换起来非常麻烦。 最近，吴奶奶在拼多多上买了一把五个轮子的升降转椅，买到家里发现商品的底圈没有焊接牢固，联系客服却被告知不影响使用。由于没有运费险，想要退掉这把48元的转椅，还需要支付28元的运费，而且还不知道能不能把钱退回来，老两口觉得很没有保障。 “多多钱包是什么？听拼多多平台说退回来的钱会直接进入多多钱包，我们也没用过，钱还能取得出来吗？”平台附加的金融功能，让张爷爷十分困惑。 吴奶奶觉得，拼多多虽然用起来方便，但商品质量问题多，“砍一刀”等活动花了很多时间也没有太多优惠，很不值当。 2、社交场景 75岁的刘奶奶有稳定的社交圈，经常和七八个老姐妹在天坛公园锻炼身体。在压腿、休息的时间，她们经常交流购物心得，其中就包括在拼多多上买东西的经验。 刚退休的时候，网购还不兴盛，刘奶奶曾经在电视购物买过海参，花了不少钱，到货打开一看，发现和描述完全不符，拆盒之后也无法退货。这次经历让她对视频购物产生了极大抗拒，现在的电商直播也刺激不了她的神经，通过社交圈传播的拼多多却让她产生了兴趣。 她们最开始了解拼多多，是因为“多多果园浇水”、“砍一刀”等活动在朋友之间转发，慢慢地老人们都开始在拼多多上下单。 淘宝、京东尚未进入她们的社交圈，只是孩子们在使用。 “我们都有稳定的退休金，不贪便宜，因为贪小便宜一定吃大亏。既然钱够花，我们就买点质量好的东西，物有所值就可以了。”刘奶奶说。 她总结了拼多多上的靠谱商品：大米、核桃、白芸豆，价格虽然跟超市差不了多少，但口感饱满，快递小哥还能送货上门。和这些存得住的干货相比，拼多多上的水果很难保证新鲜。 刘奶奶也在拼多多上吃过亏。不久前，她买了一副练单杠的手套，收货后发现破了洞，退货还要单花钱。有些尝鲜的小零食，买回来发现糖精太多，既不 健康 也不好吃。 “有的客服说写好评能返3块钱的券，我可不能昧着良心干这种事。我周围的朋友都很信任我，肯定不能骗别人，就算是素不相识的人我也不能说亏心话。”刘奶奶把自己的信誉看得很重。 上面的两个案例证明，在同一个圈子内部，老人的使用习惯会逐渐趋同，互相影响。不过也有特例。 赵奶奶的闺蜜是个网购达人，从生鲜食品到大件家电，统统在手机上搞定。在闺蜜的指导下，赵奶奶开始在拼多多上买盆栽植物，可是发来的货却总是不对版，和客服扯皮的过程也十分痛苦；在生鲜平台上买五花肉片，用清水抓洗时肥肉和瘦肉分了家，让她再不敢吃。 她把自己的经历告诉闺蜜，对方却觉得都不是什么大事，鼓励她继续下单尝试，赵奶奶却对网购丧失了信任，重新回归了超市和菜市场。 阿里研究院的数据显示，老年人消费支出主要用于抚养孙辈、保健 养生 、医疗护理、休闲服务、饮食和居住改善方面，并不是购买大量服装和鞋帽。与其他群体相比，老年人线上消费显著特征表现为食品消费支出占比高，高于平均水平3.6%。 总结来看，想要牢牢抓住正在扩张的中老年市场，电商平台需要做到以下几点： 03 短视频电商潜力巨大： 快手/抖音需打造老年消费品KOL 谈及电商平台在老年市场的机会，我们往往将目光集中在京东、淘宝/天猫、拼多多三大头部平台，正在依托短视频崛起的抖音、快手电商却常被忽略。 国家版权局发布的《中国网络版权产业发展报告（2020）》显示， 2020年中国网络短视频用户规模达8.73亿，其中50岁及以上人群占比达到14.2%， 在前文提到的Mob研究院《2021年银发经济洞察报告》中，抖音短视频在银发人群中的渗透率仅次于手机淘宝，快手则仅次于京东。 从使用频率来看，淘宝、京东、拼多多仅在需要购物时打开，抖音、快手则凭借丰富多元的内容生态，部分替代了电视节目在老年人心中的地位，成为银发族日常 娱乐 消遣的工具。在搭载电商功能之后，短视频平台正在抢占头部电商平台的银发市场份额。 《2021快手电商数据报告》透露， 50+用户已经占到了快手电商用户的8.3% ，普遍偏爱鞋服和珠宝玉石，其中，女性更加愿意购买美妆个护用品，男性则喜欢下单食品饮料。 调研过程中，AgeClub发现了这样一位老人，不仅熟谙手机电商的使用之道，还是短视频电商的积极尝鲜者。 80多岁的李爷爷是快手、抖音的忠实用户，经常边刷视频边买东西。除了在京东购买大件家电外，衣服帽子、烹饪器具、清洁用具等都在快手、抖音购买，用不上淘宝和拼多多。 李爷爷活泼乐观，一直对新鲜事物有着强烈的好奇心。两三年前，看到孩子们都在网上买东西，他也很想学，于是就在手机上搜索教程，很快就学会了网购。新买的手机上自带快手和抖音，他刷着刷着就喜欢上了这两个平台。 上世纪60年代，李爷爷和家人从西北农村搬到北京，对农村的生活和景物一直充满眷恋。快手上的农村题材短视频让李爷爷很有认同感，他觉得这些短视频“节目”比电视台的好看很多，长幼、婆媳之间的情景短剧编排得生动有趣。 在刷农村短视频之余，系统推荐的烹饪视频吸引了李爷爷的注意，本就喜欢查阅菜谱的老人看到了更加直观的烹调步骤。买完东西后，李爷爷还会到短视频评论区请教菜如何烧、怎么做好吃，都能得到视频创作者的高效回复，让老人在刷视频之余掌握了更多烹饪技巧。 同理，卫生清洁工具、顽固污渍的清洁妙招也让他很感兴趣，短视频直接就能呈现商品的清洁效果，每次视频结束跳出商品链接，李爷爷都愿意去点点看。 比起低价，他更看重性价比，59元的炉盘支架、29元的不粘毛扫地拖把、30多元的老人专用指甲剪，都是他从快手上买的满意产品。 李爷爷觉得，在快手、抖音上买的东西“好坏没有准”，很多时候“说得好听用着不好”，如果不满意的话，有运费险就退掉，不能免费退货就当买着玩儿，不太在意损失。 他曾经在线下的海尔经销商处购买过2000多元的防干烧燃气灶，感觉不好用就退货了，转而在快手看到展示燃气灶的短视频，立马花600元买了一台，还送了一套不锈钢刀具，这让老人十分高兴。 “现在的大商场没有以前好，东西不够多，要不然年轻人怎么都不去买呢，去的都是些老年人。现在手机上什么都有，我和我老伴的衣服、帽子都是在抖音上买的。” 快手和抖音满足了老人对生活用品、服饰鞋帽的需求，商品重合度较高的淘宝、拼多多自然就淡出了老人的视线。 在浏览商品信息的过程中，李爷爷最反感水果滞销等老年人“卖惨”带货的内容。 他曾经在拼多多上看到过，此后就再也没用过拼多多。 他告诉我们，想要买靠谱正规的大件商品，一定要去京东，在京东上花几千元、上万元也不会害怕被骗。几年来，李爷爷曾经在京东上花4000元买过62寸的大彩电，还有冰箱、手机等高单价的产品。 京东的物流速度让老人赞不绝口，大部分时候隔天到货，甚至当天就能到货，快手、抖音上的东西大概需要一个星期的物流时间，最快也要两三天。 对于常用的网购平台，李爷爷觉得特别满意，用起来十分流畅。不过，现有的大字版只能将字号放大到一定程度，老人需要自备放大镜看手机。 结合访谈的总体情况AgeClub发现， 京东凭借自建物流系统的高效可靠，已经取得了触网老年人的信任，他们普遍愿意在京东上购买高单价的大型家电。 拼多多虽然有广泛的人群基础，但在货品种类上，和淘宝/天猫、抖音电商、快手电商等重合度高，在中老年人不同的使用偏好下，上述平台间可能会发生相互替代。随着短视频电商的飞速发展，头部电商平台很有可能发生一次大洗牌。 和京东、淘宝/天猫已经取得老年人广泛信任不同，大部分中老年人在抖音、快手上的消费仍然趋于保守。 近期快手发布的数据显示，60岁以上快手用户的消费单价不高，92%的快手老年用户消费区间在100元以下，其中消费价格区间在0-10元的占比44%，商品主要为洗衣液、餐具净、老陈醋等。 同时，老年人购买家用电器的客单价高于手机数码，其次是珠宝钟表、家装家居、运动户外等。新一线、二线城市老年人购买鲜花绿植、农用物资的偏好度非常高，五线城市老年人最喜欢从快手上购买家居生活类商品。 虽然我们并未搜集到抖音电商的银发族消费数据，但抖音在老年市场的布局一直十分高调，通过今年3月上线的“抖音老友计划”推进适老化改造。 近期，抖音开通了老人客服专线，在试运营时发现，老年人使用抖音遇到的问题主要集中在功能使用、商品及订单信息、帐号遗失等方面，未来将围绕上述问题进一步优化服务。可见，抖音电商已经进入了老年用户的使用范围。 从抖音、快手电商的理念出发，能够分析二者的不同及未来的机会点： 1、抖音：兴趣电商“货找人” 相比传统电商和线下购物等渠道，抖音电商通过推荐技术，把商品内容与兴趣用户连接起来，这被称为“兴趣电商”。 抖音的直播和短视频将商品信息融入到真实、生动的内容场景中，使商品卖点和使用效果得到更充分的展示，在同一场景下实现品销合一的营销目的。 基于银发族用户画像和对内容的兴趣，抖音能够定向推荐商品，免去了为老年客群设置购物专区的工作。比起要单独设置老年专区、逐步引导银发用户到专区消费的传统电商，在算法大框架下，“兴趣电商”的调整速度更快。 烹饪、清洁等都是老年用户感兴趣的内容，在此基础上，如果能够定向推荐老年用品，用短视频的方式完成市场教育，能够更精准地抢占老年市场。 2、快手：信任电商“人聚人” 基于信任的内容社区生态是快手电商的核心竞争力。快手的社区属性拉近了达人和用户之间的距离，主播与粉丝之间长期信任资本的积累激发了电商的活力。 在快手电商独特的信任生态下，由信任驱动转化。用户消费路径最短化，大幅提升电商经营效率的同时，也能不断沉淀信任实现生意持续增长。 老年人接触网上购物前，居住地附近的线下零售渠道是他们的优先选项。快手通过真人出镜进行短视频导购，能够让老年人感受到在线下和实体店老板、售货员间构建的信任。 来自快手达人的答疑解惑，与传统购物平台的官方客服截然不同，更多的是沟通而非话术，更容易让老人产生亲近感。如果能够围绕老年人的需求推荐产品，并提供周到细致的答疑服务，有望诞生新的头部达人。 老年用户不断涌入，老年主播也成为抖音、快手、淘宝直播等平台的香饽饽。然而，目前带货的模式、商品都十分雷同，还未出现老年用户耳熟能详的头部主播，而且许多老年主播的忠实粉丝大部分都是年轻人。
